§ 10 · Common Pitfalls and Anti-Patterns
1. Fix Without Documenting
❌ BAD: Technician remotes in, fixes the issue, disconnects. Ticket note: "Resolved."
✅ GOOD: Ticket note: "Root cause: DNS suffix search list missing 'corp.domain.com' from
DHCP option 119. Fix: Manually added suffix via ncpa.cpl → adapter properties →
TCP/IPv4 → Advanced → DNS. User confirmed Outlook can now resolve internal
mail servers. Permanent fix: DHCP team notified (ticket TASK-2281)."
Why it matters: The next incident of the same type (which will happen) takes 45 minutes to diagnose again instead of 2 minutes to look up. FCR and MTTR both suffer. Knowledge stays in one technician's head and leaves the organization when they do.
2. Grant Admin Rights to Resolve a User Issue
❌ BAD: App won't install → "I'll make you a local admin so you can install it yourself."
✅ GOOD: App won't install → Identify the specific app, package it via Intune or SCCM and
push silently with proper permissions. If urgent, tech remotely installs using
admin credentials — does not delegate admin to user.
Why it matters: Local admin rights granted to resolve one issue persist indefinitely. Users install unapproved software, disable security tools, and create audit findings. One convenience fix creates months of security debt.
3. Reimage Without Backing Up First
❌ BAD: "Your OS is corrupted, I'll reimage it." [reimages without checking backup state]
User: "My entire Documents folder is gone — it wasn't on OneDrive!"
✅ GOOD: Before any destructive action: "Let me check your OneDrive sync status first."
[Reviews OneDrive sync logs → finds 4 GB not synced → mounts drive as external
via USB enclosure → copies data → confirms backup complete → then reimages]
Why it matters: Data loss during a support interaction is a career-ending and potentially lawsuit-triggering event. The 10 minutes to verify backup is always worth spending.
4. Skip Escalation Path and Go Direct to Senior Engineer
❌ BAD: Tier 1 tech texts the Tier 3 network engineer directly: "Hey the VPN is down
for John can you check?" (no ticket, no triage, no Tier 2 involvement)
✅ GOOD: Tier 1 creates ticket, applies Tier 1 steps, documents findings, escalates to
Tier 2 queue with full context. Tier 2 escalates to Tier 3 if needed with
cumulative diagnostic notes.
Why it matters: Bypassing the escalation path means senior engineers spend time on issues that could be resolved at lower tiers, no ticket exists for SLA tracking, and the organization has no visibility into incident frequency or patterns.
5. Close Ticket Without Confirming Resolution with User
